Illustrative example
An online store with a 3-person support teamA support assistant that knows the order and the policy
Common questions get a drafted answer built from order data and the store’s own help pages; an agent approves anything sensitive.
Support assistant
Hi, I ordered a week ago and still have no tracking number. Can I also change the delivery address?
Your order was shipped yesterday and is with the courier; the tracking link is below. The address can no longer be changed in the shop, so I have passed your request to a colleague who will contact the courier.
The situation
Most messages to support are the same few questions: where is my order, how do I return this, do you have it in another size.
Agents answer them one by one, switching between the helpdesk, the shop admin and the courier’s site. Harder cases wait behind the simple ones. In busy seasons the inbox fills faster than it can be cleared.
What we would build
- 01
Triage that recognises the topic and the order, and routes each message to the right queue
- 02
An assistant that drafts answers from the shop’s order data, courier tracking and the store’s own help pages
- 03
Rules for what may be sent automatically and what always waits for an agent, such as refunds and complaints
- 04
A self-service order status page, so customers can check without writing in
- 05
A weekly list of questions the assistant could not answer, used to improve the help pages
What changes
- Agents start from a draft with the order details already in it
- Simple questions stop blocking the difficult ones
- Answers follow the written policy, whoever is on shift
- The help pages improve, because the gaps are visible
